What Support Tickets Taught Me About Roadmapping

Every support queue is a live prioritization signal hiding in plain sight. Most roadmaps are built from stakeholder requests and competitor scans — useful, but a step removed from what customers actually struggle with day to day.

The pattern behind the tickets

When I started reading every ticket tagged "confusing" instead of just the escalations, a pattern emerged: the same three onboarding steps accounted for over 40% of first-week contacts. No single ticket looked urgent. Together, they were the roadmap.

The backlog signal most PMs ignore isn't the loud request — it's the quiet, repeated one.

We rebuilt those three steps first, before any of the features stakeholders had been asking for. Support volume from new users dropped by a third within two release cycles.
